Start with the customer’s actual goal
A short call can look efficient while leaving the customer with the same problem. Define successful resolution for each contact type before setting handling-time targets. An address change, a refund enquiry and a technical issue need different definitions of success.
Pair measures that keep each other honest
Read response time alongside first-contact resolution, repeat contacts and customer feedback. Review a sample of conversations to understand the story behind a number. Keep observation windows consistent so comparisons mean something.
Make reviews useful to the team
Translate findings into one clear coaching action, a knowledge-base update or a process change. Assign an owner and revisit the issue at the next calibration. The goal is a better next conversation, not a longer report.
